My experience at UPS, diving into the world of social media messaging apps with the UPS LINE Channel in APAC, vividly illustrates this. Far from a gamble, our approach was grounded in solid data, keenly attuned to the distinct patterns of customer interaction unique to the Asia-Pacific region.
The Rise of Social Messaging in APAC
The decision to dive into social messaging apps was driven by extensive analysis of Net Promoter Scores (NPS) and competitive intelligence. In Asia-Pacific, we noticed a distinct trend: customers gravitated towards social messaging apps, differing markedly from patterns observed in other regions. This insight was crucial in choosing LINE, the dominant app in Japan, Taiwan, and Thailand, as our primary platform.
From WeChat to LINE: A Learning Curve
My earlier experience with WeChat in China was instrumental. We noticed how customer interactions differed between mobile social channels and traditional web platforms. This knowledge was pivotal in customising our approach for LINE, tailoring features to meet specific regional needs.
Crafting the UPS LINE Channel
Creating the UPS LINE Channel was a year-long collaborative effort, involving cross-departmental teams. We focused on developing essential features such as shipment tracking, delivery management, schedule a pick up, calculate time and cost and both chatbot and live chat support. This project highlighted the crucial role of marketing in technology deployment, leveraging our expertise in project management and customer-centricity.
Refining Customer Experience
Central to the UPS LINE Channel was our commitment to redefine customer service. We prioritised an intuitive user experience, offering features that catered to real-time needs. Rigorous User Acceptance Testing (UAT) was conducted, incorporating diverse customer feedback to ensure the platform resonated with regional linguistic and cultural nuances.To achieve this, we employed skilled scriptwriters who collaborated closely with our local teams, ensuring that every interaction on the platform felt authentic and resonated with our users’ local context.
Beyond Traditional Marketing: Early Steps into sCRM
Our Go-To-Market (GTM) strategy seamlessly blends content strategy with the initial phases of social CRM (sCRM). This involves deploying content like shipping hacks and packing tips on VOOM at strategic moments - when customers are most likely to need our services. This "right time" marketing approach guides customers towards using our services precisely when they need them.
As we delve into sCRM, we're focusing on growing our follower base and leveraging backend data to tailor messages. We're experimenting with various tactics, including promotional offers and festive greetings, to refine our approach.
Innovative Collaborations and Building the Brand
Our innovative streak extended to collaborations, such as the express envelope design competition with a Japanese design college and a unique music track‘Next Day Beats’ with Singapore's x2 beatbox world champion @Dharni. These are designed to not only boosted our brand visibility but also offered new engagement avenues for our customers.
Conclusion: Setting a New Benchmark in Marketing
The UPS LINE Channel's success in APAC exemplifies the fusion of data-driven insights, regional understanding, and innovative marketing. As we launch our Go-To-Market strategy, the early results are a strong endorsement of this approach. Already, we're seeing substantial organic growth, with 1,900 followers in Japan, 1,069 in Taiwan, and an impressive 364 in Thailand, just a week post-launch.
This positive trend extends beyond follower numbers; it's about how people are repeatedly engaging with the channel. Remarkably, only 8% of interactions require escalation to live chat, validating our strategy to reduce call center load and demonstrating the channel's efficacy in handling basic inquiries. This not only aligns with our goal of operational efficiency and cost savings but also enhances customer satisfaction through quick and effective problem resolution.
This project is more than a regional success; it's a blueprint for global companies to navigate diverse market landscapes. It underscores the evolving role of marketing in deploying technological solutions and the critical need to meet customers in their preferred digital spaces. This initiative stands as a beacon, showing how customer-centric, technologically adept approaches can lead to remarkable success in today's complex marketing landscape.
